Job Description

Position Overview:

  • Participates in the definition/development of the business strategy along with the clients and the upper managers.
  • Accountable & drives the overall business unit performance to meet SLAs, adhere to business unit metrics and accomplish account performance. Reporting of SLA performance along with supporting documentation
  • Leads innovation and efficiencies of business opportunities, applying processes improvements and/or new systems.
  • Drives the management of the cross functional teams through coaching and developing, addressing people matters, identifying development needs and builds quality into the program
  • Manages the client relationship ensuring customer satisfaction.
  • Responsible for business unit compliance with organizational policies and local regulations.
  • Responsible for the successful implementation and execution of the business continuity plan (BCP).
  • Using quantitative matrix, forecasts all Contact Center Volumes and staffing
  • Able to make sound decisions based on overall operation and using data/experience
  • Responsible for incident management, coordination or solutions, and implementation of solutions.
  • Challenging range variety of complex technical or professional work activities
  • Direct Report: 10-15 employees; overall reports ~220
  • Responsible for reporting on operations including; to the client & internal
  • Overseeing training team to build a strong foundation for new employees
  • Responsible for incident management, coordination or solutions, and implementation of solutions.

Preferred Qualifications:

  • Enjoys a fast paced environment and thrives by making improvment processes
  • 10+ years’ experience in customer service contact excellence
  • 7+ years’ experience working with technical development teams to implement solutions
  • Oversees two-2 customer contact office locations
  • Customer Contact Center experience required; Chat, Email, Walk in Center, Production Processing & Call Center
  • Inventory control preferred
  • PMP preferred
  • Customer Service Excellence driven
  • Strong verbal and written communications
  • Knowledge of PCI – Payment Card Industry standards and requirements.
